Chapter Five of Change That Stays: Why Improvements Fade, and How to Make One Hold.

Abstract

A change carried by one person is held on loan against her presence, and the loan is called in the day she leaves. It is five past eight on a Tuesday in April, and the complaints team at the contact centre is logging on. The room is open-plan, fourteen desks under a long window that faces the car park, and the light is the thin spring light that makes every screen look grey. For a year and a half, at half past eight every Tuesday, the team has met in the small room by the lifts for forty minutes. Five complaints closed the week before, read aloud, one question asked of each: what would have stopped this reaching us? One change agreed, written on the whiteboard, checked the following Tuesday. The number of customers who had to call twice fell over that year, and the regional manager mentioned the team by name at a conference.
